  • Developed performance scorecards and supported ADHOC data analysis and metric requests from global IT department team members, senior-, and executive-level management. Utilized multiple business intelligence applications including BusinessObjects, MicroStrategy, and raw SQL queries to pull together necessary data pieces from multiple sources. Accurately concatenated data pieces using Excel formulae and additional applications such as Synkronizer for analysis and presentation.
    • Scorecards included such metrics as Time to Close, First Call Resolution, Average Resolution Time, SLA Adherence, Cost per Ticket, and Ticket Volume Trends. Top 10-15 ticket types would include analysis illuminating root cause of issues and their correlation to lost business hours or change success rates.
    • Prepared for all of teams at each of the three levels of IT Services.
  • Analyzed ticket flow to assure tickets were channeled to the appropriate teams as soon as submitted. Managed ticket types and CTI’s to assure tickets were not submitted under incorrect types.
  • Identified stopgaps in processes and put in fixes or re-engineered.
  • Assisted project management office in successful completion of IT projects and managed additional smaller projects within the teams I managed.
  • Supervised, scheduled and balanced workload of the following ITS Level 1 teams simultaneously: Data Management, Learning Forum Portal Support, RSA SecurID Admin, Wireless Telecom, Ticket Triage, and Executive Support.
